Refurbished sellers carry a problem new-goods sellers do not: every unit is a little different. Two phones of the same model and grade have different scratches, different battery health and, obviously, different IMEIs. That variability is exactly what disputes exploit. A buyer can say the grade was wrong, a carrier can be blamed for a crack that was already there, and a working unit can go out while a broken one comes back in its box.

This guide covers what Back Market, eBay Refurbished and the card networks actually ask for, a dispatch recording routine for phones, tablets and laptops, how to handle the return side, and copy-ready replies. It belongs to our hub on packing proof by industry.

What a refurbished-electronics dispute is really about

A refurbished dispute usually turns on one of three questions: was the unit in the condition its grade promised, was it damaged in transit, and is the unit that came back the one that went out. Each needs a different part of the record.

Grade. Grades are cosmetic and defined. Back Market's US grade guide describes Excellent as almost no signs of wear with micro-scratches not visible from 8 inches, Good as light micro-scratches not visible at about arm's length, and Fair as visible scratches and dents that do not affect performance. A grade claim is answered by footage that shows the device at the distances the grade is defined at, plus the battery figure.

Transit damage. A cracked screen on arrival is either shipping damage or a pre-existing crack. Back Market tells buyers to describe the issue and add photos from multiple angles, and says reporting shipping damage within 3 business days helps the seller investigate with the shipping provider. Your record of an intact screen, sealed before dispatch, is what moves that investigation toward the carrier.

Identity. ShipAid's September 2026 piece on refurbished returns ranks the box swap among the costliest resolution fraud types for refurbished and open-box sellers: a functioning device ships, and a faulty one is returned under the same order. Its recommendations are to verify the serial or IMEI against the specific unit that shipped, not just the model, to collect documentation before a return label is issued, and to hold full refunds on "no fault found" returns until the unit is inspected against its original grade.

The rules that apply

A refurbished claim is decided by the marketplace's buyer-facing rules, its program terms and, for your own store, the card networks' dispute rules. Here they are as each source states them, checked October 2026. Back Market's seller agreements are not public, so the buyer-facing help pages below are what define the claim you will be answering.

Source What it says What it means for your record
Back Market, damaged or faulty device Buyers describe the issue with photos from multiple angles; shipping damage reported within 3 business days helps the seller investigate; within 30 days the seller offers repair, replacement or refund; after that, the seller's 1-year warranty may apply; if the seller disputes the request, Back Market can review Your dispatch record is what the seller side brings to that review
Back Market, returns and refunds policy Buyers have 30 days to return; they must remove personal data, factory reset, remove the SIM and include all accessories; the seller has up to 3 business days to refund after confirming receipt; full refunds in place of a repair or replacement, or after a missed seller deadline, apply as long as no signs of liquid damage, impact or third-party handling are found Three business days is short. Inspection is fast when it is a comparison against a record, slow when it starts from memory
Back Market, grade guide Sellers run an inspection of up to 100 points; Fair, Good and Excellent need at least 80% battery capacity; Premium needs at least 90% with genuine Apple or Samsung batteries Film the battery health figure and the grade-defining angles
eBay, Refurbished Program Top Rated Seller, at least 98% positive feedback, item-not-as-described rate under 4%, items-not-received rate under 1%; minimum 30-day returns with free shipping; a one- or two-year warranty serviced by Allstate The not-as-described rate is an eligibility metric, so lost claims also weigh on program eligibility
eBay, returned-item condition policy (UK help page) Qualifying sellers can deduct up to 50% of the refund for the loss in an item's value A deduction needs a "before" to compare against: your dispatch record
Visa, Dispute Management Guide (October 2026) 13.4 counterfeit: serial numbers that can be independently verified; the cardholder does not have to return the item. 13.3 not as described: inspection records showing acceptable condition before shipment. Listings should state whether an item is new, used or refurbished Record the serial and the inspection, and make sure "refurbished" and the grade are in the listing
Stripe, responding to disputes Banks will not review audio or video files or links; evidence is limited to a combined 4.5 MB; one submission The recording must become still frames inside a PDF

Step-by-step: the dispatch record for a refurbished unit

Record it as one continuous take, after grading and before the device goes into its box. For a phone it takes a couple of minutes; it is the same routine for tablets and laptops, with the serial in place of the IMEI.

When the unit comes back

The return is where refurbished disputes are won or lost, because it is the only point where the swapped or damaged unit is in your hands. Two records make it a comparison.

The buyer's footage, before they post it. For returns from your own store, ask the buyer to film the device and its packaging when the return opens: the IMEI screen, the problem they are reporting and the box. ShipAid's advice to collect documentation before a return label is issued is the same idea. On marketplaces, request it through the platform's own messaging and follow its rules.

Your receiving record, before anything else. Open the return on camera at your receiving bench: the outer packaging and seal, then the IMEI on screen and on the tray, then the condition, before the unit goes anywhere near a technician. Back Market's refund conditions mention signs of liquid damage, impact or third-party handling; those are visible on an unboxing recording and invisible in a note written afterward.

Then compare. Same IMEI and same marks: the return is what it says it is. Same IMEI and new damage: you have a "before" for a deduction or a dispute. A different IMEI: you have two sealed records showing two different devices. Our guide to return swap fraud and serial numbers covers the escalation in detail, and returns inspection and grading for 3PLs covers it at warehouse volume.

How PallasMark handles refurbished electronics

PallasMark gives a refurbisher one evidence system for both directions of a unit's journey, run on the phones already at the grading and packing benches.

Dispatch records bound to the order. Scan the label and the app opens that order, so the IMEI and grade footage belongs to it before the first frame. Orders flow in from Shopify, WooCommerce, ShipStation, ShipHero and Amazon. Photos carry your company name, the order number and the upload time inside the image.

IMEI, grade and battery as data. Add custom fields for IMEI, serial, grade and battery health, then search and filter records by them. On the Scale plan, AI label reading fills those fields from a photo of the box label for the operator to confirm, and a scanned barcode always wins.

Sealed, and checkable by anyone. Every stored file gets a SHA-256 fingerprint, and there is no edit button for recordings. The public verification page lets a marketplace agent, a buyer or a bank confirm a file has not changed, with no account. See tamper-proof video.

The buyer films the return. When a return opens, the buyer gets a link to film the device and its packaging. Shopify and ShipHero returns trigger the request automatically, WooCommerce orders get a one-tap button, and any open return can be requested from the Returns page. Seven return reasons, evidence optional or required, one reminder, and a link window you set. See return evidence.

Receiving and grading records. Warehouse records cover receiving, packing and dispatch, tied to a shipment, pallet or lot and a facility, with a location check on each record. Standalone records work without a store connection, so incoming trade-in lots can be recorded before they ever become an order.

One file for the dispute. On request, the evidence dossier puts four stills from each recorded video, the photos, the fingerprints, the return evidence and the order details into one PDF. You upload it to the marketplace or processor yourself. It is included in every plan.

Free plan, no card, no hardware. See pricing for plan details, or read how the same approach covers authenticity and warranty claims and returns.

For other verticals and their rules, see the hub on packing proof by industry. Luxury resale sellers face the same "is this the unit I sent" question in luxury resale seller protection, and graded card sellers face it with cert numbers in trading card shipping protection. When the claim is that the wrong item went in the box at all, see how to prove which unit shipped.

Frequently asked questions

What does Back Market ask buyers for when a device arrives damaged?

Back Market's help page tells buyers to describe the damage or issue and add photos from multiple angles, and says reporting shipping damage within 3 business days helps the seller investigate with the carrier. Within the 30-day return period, the seller offers a repair, replacement or refund; after that, the device may still be covered by the seller's 1-year warranty. If a seller disputes a help request, Back Market can review it.

How do I prove a returned phone is not the one I shipped?

Compare identifiers recorded at both ends. Your dispatch recording shows the IMEI on the device's own screen and on its tray or body, sealed with a fingerprint before it shipped. The buyer's return recording, made before they post it, shows the IMEI of the unit coming back. Two different numbers on two sealed records is a factual comparison a platform can act on, rather than your word against theirs.

How should I record the IMEI before shipping?

Show it on the device's own screen, through the settings screen or the standard IMEI display, and then show the physical IMEI or serial on the SIM tray, the body or the box label in the same continuous take. Showing both ties the software identity to the physical unit. Add the number to the order record as a field so it is searchable later.

What do Back Market's cosmetic grades require?

Back Market's US grade guide describes Excellent as almost no signs of wear, with micro-scratches not visible from 8 inches; Good as light micro-scratches not visible at about arm's length; and Fair as visible scratches and dents that do not affect performance. Fair, Good and Excellent require at least 80% battery capacity, and Premium requires at least 90% with genuine Apple or Samsung batteries.

Can I ask a buyer to film a return before sending it back?

Yes, for returns from your own store. PallasMark sends the buyer a link to film or photograph the item and its packaging when a return opens; Shopify and ShipHero returns trigger the request automatically, and WooCommerce orders get a one-tap button. You choose whether the evidence is optional or required and how long the link stays open, from 1 to 168 hours.

Can PallasMark read serial numbers from box labels?

On the Scale plan, AI label reading takes a photo of a label and fills the matching fields, including custom fields such as a serial number, into a form the operator reviews before saving. A scanned barcode always wins over the AI reading. You can also add IMEI, serial, grade and battery fields to records and fill them in at the bench.

Does a packing record help with a counterfeit or not-as-described chargeback?

Yes, for goods disputes. Visa's Dispute Management Guide for Merchants lists serial numbers or product identifiers that can be independently verified as evidence against a counterfeit claim, and inspection records showing the item was in acceptable condition before shipment for not-as-described claims. Banks read documents, so the record goes in as still frames inside a PDF.
